Finding Help Center Answers Without Leaving a Call

A customer asks a question mid-call that's already answered in the Help Center, word for word, but the rep can't remember which article covers it. They put the customer on hold, search by a guess at the right keyword, skim articles that don't quite match, and give up and explain it themselves instead of sending the link.

That search is small per call, but it adds up. A rep who can't find the article stops trying and answers from memory, so the customer gets a shorter version of the answer, and the article written to cover that exact question goes unused.

What gets missed without quick access to the knowledge base

  • The right article exists but never gets found. A rep gives a shorter, less complete answer than the Help Center article already provides.
  • Customers get told to check the Help Center instead of getting a link. The rep doesn't have the article open, so they point toward it instead of sending it.
  • Answers vary rep to rep. One agent explains a process from memory, another reads the documented steps.
  • Outdated verbal answers stick around. A rep repeats a workaround from months ago instead of its replacement.
  • Knowledge base gaps stay invisible. If no article covers a question that keeps coming up, nobody notices, since nobody was searching to find that out.

How Quin handles it

A request like searching the help center for password reset instructions returns matching articles with links attached, ready to send to the customer or drop into a follow-up email. Quin retrieves the specific article a rep needs and surfaces the link, so the answer that reaches the customer is the one support already wrote and vetted.

Picture a call where a customer asks how to export their account data, a question support wrote an article for months ago. Instead of explaining the steps out loud and hoping they're accurate, the rep asks Quin to find that article. Quin returns the link, the rep skims it to confirm it matches, and sends it along with the ticket note.

Consistent answers do more than save a rep from typing one out. Two customers who ask the same question a month apart get the same instructions, which is what makes documentation worth maintaining. If an article gets quoted on calls instead of skipped, the team has a reason to keep it accurate.

Best practices

  • Keep Help Center articles current. Quin surfaces whatever is published, so an outdated article gets sent exactly as written.
  • Search using the customer's words, not internal terms. Ask Quin with the phrase the customer used, closer to how the article is likely tagged.
  • Confirm the article matches before sending it. Have the rep check the returned article against the account or plan the customer is on.
  • Flag repeated questions with no good article. Searches that keep coming up short on the same topic point to a gap in the Help Center itself.

Setting it up

Connect Zendesk under Settings, then Integrations, sign in, and authorize access, including Help Center access if requested separately. Test it with a real question before your next call.
